Prepare AI customer service for an active incident
Plan chatbot responses for recalls and outages with approved incident facts, clear update ownership and escalation paths for customers who need urgent help.
During a recall or service outage, the normal knowledge base may no longer describe reality. A customer assistant needs an incident mode that prioritizes approved current information and prevents routine troubleshooting from contradicting urgent instructions. Prepare that mode before the team is managing a live event.
Create an incident answer record
Assign an owner to the affected product or service, confirmed impact, approved customer action, update time and next review. Link to the official incident page. Clearly separate established facts from matters still under investigation. The assistant should not invent a cause, compensation promise or restoration estimate to fill an information gap.
Override conflicting routine guidance
If a product recall tells customers to stop using an item, the chatbot must not continue suggesting setup experiments from an older guide. For an outage, avoid repeated account-reset advice when the service itself is unavailable. Have the incident owner approve the active instructions and define when normal answers can resume.
Route urgent needs appropriately
Offer the designated support or emergency route according to the approved incident procedure. Explain whether the channel is monitored and what information the customer needs to provide. Do not ask for unrelated details before showing urgent official instructions. Rehearse changes during the conversation
Test an incident update arriving while a customer is chatting, a missing status feed and a question about an unaffected product. Check that timestamps and scope remain clear. After recovery, remove temporary overrides deliberately and review inaccurate answers, delayed updates and failed escalations. Marketing should coordinate public wording with service and incident owners so customers receive consistent facts across the chatbot, website and campaign channels.
